Hi Joanne,
I would encourage you to review the service recovery literature in
marketing. The trust repair and service recovery literatures start from
nearly the same point, and it would be nice for someone to make sense
out of the overlap. Hui Liao (your own department) has done work on
service recovery (2007- JAP).
